中文摘要: 在过程虚拟化的趋势下,越来越多的传统人工服务转向电子服务。这为人们生活带来便利的同时,也对客户认知水平有更高的要求。很多人由于不了解而拒绝电子服务或者蒙受损失。如何帮助客户学习服务知识并促进服务采纳是电子服务提供商面临的一个关键问题。电子服务虚拟过程展示是有形产品在线展示在服务领域的拓展,目前尚缺乏相关研究。本研究旨在利用心理学、营销学、信息系统等多学科理论,从客户学习、体验营销和信息技术采纳三重视角来研究电子服务虚拟过程展示的影响作用。从展示方式、客户、服务三方面提取特征因素,基于匹配思想构建研究模型,探索不同因素间的共同作用,深入揭示电子服务展示对客户学习、体验及采纳的影响机制。在研究方法上,结合实验室实验研究和问卷调查方法,分析主观和客观数据来验证假说。本研究将扩展匹配理论的研究范畴,促进多学科交叉融合,同时对实践中如何针对特定电子服务、特定客户群设计有效的虚拟过程展示方式提供建议。

英文摘要: Under the trend of process virtualization, more and more traditional manual services are replaced by electronic services, which are more convenient but require higher cognitive ability of customers. Because of incomprehension of electronic service, many people refuse to use or suffer a loss. For electronic services' providers, how to help customers to learn service knowledge and promote service adoption is an important issue. Little research has focused on electronic services' virtual process presentation, which is the expandation of tangible products' online presentation toward service domain. Based on theories from psychology, marketing and information systems, this research investigates the impacts of electronic services' virtual process presentation from three different perspectives: customer learning, experience marketing and information technology adoption. We extract characteristic factors from three aspects: presentation formats, customers and service; and then build research models based on the "fit" idea in order to explore the combined effects of different factors and deeply uncover the influential mechanisms of electronic services' presentation on customer learning, customer experience and service adoption.
